The Customer Complaint Response Kit HandbookChapter 14 of 21

When a customer's status drops: the recovery plan

A move to Conditional or Probation status usually comes with the customer's own requirements: a written plan by a date, regular progress reports, sometimes a visit, sometimes limits on new business. Read them on the day the letter arrives and build the plan from them. Most customers provide a form; where they do not, a plan with these parts works.

Part of the planWhat it contains
The triggerThe rating, the period and the events behind it, in the customer's numbers and yours, reconciled line by line.
What we foundThe pattern across the events: detection points, escape causes, processes, customers' part families. From the escape register (AQL-B16), not from memory.
ActionsCorrective actions on the pattern as well as on each event, each with an owner, a date and evidence. Temporary checks with end conditions.
MeasuresWhat the customer will see improve, and when: their rating, your PPM and escapes for their parts, on-time delivery.
ReportingThe rhythm the customer asks for (often every two weeks or monthly), who reports, and in what form.
ExitThe condition the customer sets for returning to Approved, and the date we expect to meet it.
WeeksFocus
1 to 2Reconcile the customer's events with your log; agree the plan with the customer; name the owner; open the corrective action on the pattern.
3 to 6Actions in place with evidence; first progress reports on the customer's rhythm; temporary checks running and recorded.
7 to 12Effectiveness data accumulating; reports showing the measures moving; the exit condition tracked openly.
After exitKeep the actions and the measures; take the lessons to management review; watch the next two scorecards closely.
