The problem it solves

The letter is what the customer actually reads, and it is often the weakest part of a good investigation. It arrives late because nobody wants to send it before the cause is known. It promises outcomes nobody can promise ('this will not happen again'), admits things the facts do not support, or says less than the record and leaves the customer guessing. Different people write each update, so the numbers drift between letters. This template gives one structure for each stage, the rules we write by, a check before anything is sent, and a full worked set of letters, so every message to the customer is prompt, factual and consistent with the record behind it.

Who uses it

Quality managers and engineers who own customer complaints, and anyone who writes to a customer about one: customer service, program managers, sales.

When

Letter 1 the day a complaint arrives; letter 2 when containment is in place or suspect product is found; letter 3 by the customer's response date; letter 4 when the effectiveness check is complete. Letter 5 replaces letter 3 when the complaint is checked and not upheld.
